Individual Heritage reviews repeatedly describe compassionate employees, helpful explanations, patient guidance and families feeling less overwhelmed.

2. Detecting a Contradiction
But identifying what customers value is only part of the analysis. CCI also looks for evidence that may contradict that strength.
One Heritage family described arriving for a scheduled appointment only to find that the employee they expected to meet was unavailable. They waited about 30 minutes. The review described the writer's elderly mother becoming increasingly upset before another employee eventually stepped in to help.
Then came the sentence that changed the significance of the complaint:
“We went somewhere else.”

What CCI Revealed
Heritage's strongest customer value was its ability to make a difficult process easier for families to carry.
In this experience, Heritage did the opposite: its own process failure shifted additional burden back onto the family.
What might initially look like a scheduling or staffing complaint had a more consequential result:
A scheduling problem became a revenue event.
More importantly, the failure contradicted the very customer value Heritage's positive evidence had revealed.
3. Important Is Not the Same as Differentiating
Heritage's reviews repeatedly praise qualities any funeral home would be pleased to see:Compassionate care. Professional staff. Respect for cultural and religious traditions. Excellent preparation of the deceased.
Viewed only through Heritage's own customer evidence, management could reasonably conclude:
These are some of our competitive strengths.

The competitive evidence showed that Heritage's competitors were receiving credible customer praise for many of the same qualities.

These qualities remain important. They help establish trust and may be essential to a family's decision.
But when credible evidence of the same strengths appears across the competitive set, those strengths may not explain why a family should choose Heritage instead.

When the commonly shared strengths were set aside, the earlier burden-reduction pattern became more interesting.
Heritage's evidence suggested emerging competitive territory:
